Your role & responsibilities:

Player Support & Engagement Manage High-Value player chats, Loyalty inbox queries, and make outbound calls to welcome new VIPs, follow up on feedback, verify player info, or re-engage lapsed players.

Bonus Credit & Comms – Credit goodwill, birthday, and onboarding bonuses for high value players, with timely follow-up via email, chat, or phone where appropriate.

Escalation Handling – Review internal escalations (bonus, compliance, support), resolve where possible, and escalate anything sensitive to the correct department.

Document Support – Conduct calls and follow up on outstanding documents to help progress verification for players.

Retention Monitoring – Flag potential High Value players and assess for goodwill gestures or engagement opportunities, and reach out directly

Campaign & Project Support – Help deliver targeted email/SMS comms and support wider AM initiatives like reactivation calls, player reviews, or internal audits.

Customer Experience & Service Quality – Champion a high-standard, data-informed service experience. Identify pain points, embed service levels, and evolve the tone of voice of how we speak to our customers.  Continuously improve support flows to enhance player satisfaction and retention.

Systems, Tools & Automation –Drive the operational tech stack, including in-house platforms such as our  Back Office and third-party platforms, Zendesk or equivalent. Lead automation and system optimisation initiatives that streamline workflows and boost internal productivity.

Knowledge Management & Documentation – Maintain a well-structured library of onboarding materials, process documentation, and vendor contracts. Ensure resources are accurate, accessible, and embedded into day-to-day workflows.

Negotiation – Have an understanding of market rates for 3rd party products and an ability to negotiate effectively to ensure we bring in the right products when doing so and for the right price. 

Operational Incident Management & Escalation Protocols – Own a clear, responsive emergency escalation framework. Regularly review and update contact matrices, response playbooks, and example scenarios to ensure swift resolution of critical issues.

Performance Reporting & Monthly Reviews – Monitor KPIs across all operational areas. Lead monthly performance reviews, surface insights, and ensure clear action points are communicated and owned by the right stakeholders.

As we grow, we’re looking for a Head of Casino to take ownership of our casino vertical. You’ll work alongside the Casino Director to lead strategy, manage performance, and drive innovation, ensuring our casino offering delivers best-in-class engagement, growth, and player satisfaction. This role is both strategic and hands-on. You’ll own everything from the casino P&L and game portfolio to player lifecycle optimisation and cross-functional execution. Your role & responsibilities:

Casino Strategy & Performance – Own the casino vertical end-to-end, setting revenue goals, defining KPIs, and delivering sustained growth. You’ll manage the casino P&L, provide regular performance insights to execs, and steer the strategy to hit targets.

Operational Excellence – Lead day-to-day operations across games, platform, and performance. Work closely with Product, Tech, and Compliance to ensure everything runs smoothly and seamlessly.

Team Leadership – Inspire and guide the casino team to deliver results. You’ll mentor, manage, and build a culture of collaboration, accountability, and innovation.

Game Portfolio & Partnerships – Oversee our content strategy and manage relationships with game providers. Keep our offering fresh, competitive, and aligned with player preferences.

Campaigns & Promotions – Work with CRM and Marketing to craft high-impact promotions, tournaments, and loyalty initiatives that excite and retain players.

Player Experience Focus – Champion a seamless user journey, optimising UI/UX and personalisation (think smart bonuses, game suggestions, and next-level engagement features).

Compliance & Regulation – Ensure all activity aligns with UKGC and other licensing standards. Collaborate with Compliance to maintain robust processes and adapt to regulatory changes.

Market Insight & Innovation – Monitor industry trends, competitor moves, and emerging tech. Propose new ideas that keep kwiff’s casino experience ahead of the game.

Required skills & experience:

  • 5+ years in the online gaming industry, with 3+ in a leadership role focused on casino operations or product.

  • Proven experience owning and optimising a casino P&L.

  • Deep understanding of casino content, providers, and player behaviours.

  • Experience leading cross-functional teams and working across CRM, Product, Compliance, and Marketing.

  • Strong grasp of regulated markets, especially UKGC requirements.

  • Comfortable with data tools and performance analysis

  • Excellent communication skills both internally and externally.
